Most of what arrives in a broker inbox overnight is the same question: where is my load. It is a question with an answer already sitting in the tracking system, and it was waiting until nine in the morning because that is when a person read it.
Why a night shift was the wrong fix
Hiring for the overnight window meant paying five nights of cover for perhaps forty minutes of real work, spread thin. The alternative on offer elsewhere was a chatbot that would answer confidently and sometimes wrongly, which in freight is worse than not answering at all.
What we put on the board
A Support Triager reads what comes in, matches it to a load, and decides whether it is routine. Routine questions get an answer drawn from the tracking system with the source shown. Anything about a delay, a claim or money goes to a named person queue with the context attached, and the customer gets told a person is picking it up.
- Money and cancellations always ask a person first. That is not configurable.
- Every reply cites the record it came from, so the customer can check it.
- If the tracking system has no answer, the seat says so rather than guessing.
- A person can take any conversation back mid-thread and the agent stops.
What changed for the team
The support team stopped starting the day behind. The overnight pile is triaged, the routine half is answered, and what is left is the part that needed a person anyway, with the context already gathered.
The answer was already in the system. The only thing missing was somebody awake to read it out.
